Support Metrics That Matter
Six numbers worth reporting, and a warning about what duplicates do to all of them.
The six
What duplicates do to each
This is the part rarely spelled out. A 12% duplicate rate does not add 12% noise evenly, it bends different metrics in different directions.
A dashboard built on a queue with 12% duplicates isn't slightly wrong. It is wrong in five directions at once, which is why teams find the numbers hard to act on.
Report the ratio too
Add duplicate rate to your monthly reporting even if you do nothing about it yet. It contextualises every other number, and the first time you show it to a leadership team the follow-up questions are worth the effort on their own.
Frequently asked questions
What is the single most important support metric?+
First response time for customer experience, first contact resolution for quality. Watching only one of them produces a team that is fast and unhelpful, or thorough and slow.
How do I measure duplicate rate?+
Sample manually, count merge-tagged tickets, or connect a detector that reports it continuously.
Fix the number underneath the numbers
Remove duplicates and every other metric on your dashboard starts describing reality.
